Resources / Routing

A transparent team distribution rule for new inquiries

A team may distribute general inquiries across agents, but an undocumented rotation can create disputes and leave callers without a clear owner.

01

The decision to make first

A team may distribute general inquiries across agents, but an undocumented rotation can create disputes and leave callers without a clear owner. Define the business-approved assignment rule, exceptions and fallback using operational criteria, with a visible record of the resulting owner.

02

What the handoff should contain

Record inquiry source, assignment reason, assigned agent, availability state and any approved override with the person who authorized it.

03

Suggested wording to approve

Example wording: “Your inquiry will go through the team’s approved assignment process. The receiving agent will review the request and confirm the appropriate next step.”

04

Test the difficult case

Test successive general inquiries, an unavailable assigned agent and a property-specific request that should follow its listing owner instead. Do not use personal characteristics or inferred demographics to decide who receives service, and do not let an agent’s absence silently strand an assignment.

05

Worked example

Fictional example: The rotation assigns a general inquiry to an unavailable agent, while a separate property-specific inquiry belongs to its listing owner. The rule should handle these cases differently and record why. A test fails if it blindly rotates both or strands the first inquiry without an approved fallback and an accountable team owner.

06

Review it in operation

Review unacknowledged assignments and disputed overrides using the recorded rule rather than reconstructing who happened to be online.
