The decision to make first
Agents may want calls captured when they are in appointments while retaining the ability to answer their ordinary business line directly. Choose the forwarding condition and fallback with the team, then test the carrier behavior for busy, unanswered and manually forwarded calls.
What the handoff should contain
Record the published number, overflow destination, trigger, normal answering path and staff role authorized to change the arrangement.
Suggested wording to approve
Example wording: “The team is assisting other clients. I can capture your property question or showing request so the appropriate person can review the next step.”
Test the difficult case
Run controlled calls while the main line is free, busy and unanswered, including the transition when an agent becomes available. Do not transfer back to a line that immediately forwards to the assistant again, creating a loop that looks like repeated attempts to reach an agent.
Worked example
Fictional example: The team line forwards unanswered calls to Ava, but a transfer back to the same main line would forward again. A controlled test should detect the loop before real prospects encounter it. The approved correction uses a direct destination or callback path that leaves the caller with a clear next step instead of repeated ringing.
Review it in operation
Review overflow volume and missed handoffs together so forwarding supports the team’s capacity instead of hiding an unowned follow-up queue.
